Why an AI agent should never invent prices or data for your customers

AI models sometimes produce answers that sound convincing but are made up — it's called 'hallucination.' In customer service, an invented figure or term can cost you a sale or your reputation. It's prevented by having the agent answer only with approved information and escalate the rest to a person.
There's a detail about artificial intelligence that few businesses know before hiring it, and it can be costly: language models, by design, sometimes "fill in" with invented information when they don't know the answer. It sounds confident, well-written — and it's false. In the industry it's called hallucination.
What is an AI hallucination?
It's when the model generates a statement that looks correct but has no real basis: a price that never existed, a policy that isn't yours, an invented date. It doesn't do it to "lie" — it does it because its base job is to predict plausible text, and sometimes what's plausible isn't what's true.
Why is it dangerous in customer service?
Because your customers believe what your agent tells them. If it invents a lower price, you'll have to honor it or look bad. If it invents a term you don't offer, you create a complaint. A single invented fact at the wrong moment can cost a sale, a bad review, or the trust of someone who was about to buy.
How do you stop an agent from inventing data?
- The agent answers sensitive data (prices, terms, availability) only with information you approved in advance, not with what it 'thinks.'
- When it doesn't have a confirmed fact, instead of inventing, it says it will verify and escalates to a person.
- Before going live, it's tested with real cases in a sandbox to see how it responds under pressure.
Does this make the agent less useful?
Quite the opposite. An agent that knows how to say "let me confirm that for you" is more trustworthy than one that answers everything with false confidence.
